Trade Republic's Customer Service Pivot Shows That AI Alone Isn't the Answer

For the past few years, the fintech industry has embraced AI as the future of customer service. From automated chatbots to AI-powered support assistants, the goal has been clear: reduce costs, improve efficiency, and scale customer operations.
Against that backdrop, one of Europe's largest fintechs has recently made a surprising move.
According to reports, Trade Republic invested double-digit millions of euros to replace its AI chatbot infrastructure with more than 1,000 human customer support agents. It’s a notable shift at a time when much of the industry continues moving toward greater automation.
Why the reversal?
The reported challenges were familiar. Customers experienced long wait times, struggled to resolve issues through AI interactions, and became frustrated when support failed to provide meaningful answers.
In financial services, where customers trust companies with their savings, investments, and financial future, support isn't simply an operational function. It's a core part of the product experience. When something goes wrong, customers want confidence that they can speak with someone who understands their situation and can solve the problem.
Trade Republic isn't the only company to reach that conclusion. Klarna has also acknowledged that its rapid adoption of AI customer service solutions introduced trade-offs that affected the overall customer experience. While AI significantly improved efficiency, it also exposed situations where customers still expected human expertise and empathy.
The Lesson Isn't to Abandon AI
Does this mean every fintech should scrap its automation strategy and begin hiring thousands of support agents?
Probably not.
AI continues to deliver tremendous value across fintech customer service operations. It can intelligently route tickets, surface relevant knowledge articles, translate conversations across languages, summarize customer histories, and equip agents with the information they need to resolve issues more quickly. Used well, these capabilities reduce friction, lower operational costs, and help support teams scale without sacrificing speed.
The challenge begins when AI customer service becomes the only option. Questions about missing funds, fraud investigations, compliance requirements, investment portfolios, or account restrictions often require judgment, reassurance, and context that customers simply don’t feel comfortable receiving from a chatbot.
That’s why the strongest customer experiences combine AI efficiency with seamless access to knowledgeable human agents whenever the situation demands it.
Geography Matters Just as Much as Technology
For fintechs operating across Europe, there’s another important consideration that often receives less attention: customer support quality is rarely consistent across every market. A customer in Italy may have a very different support experience than someone in Germany, Poland, or Spain. Language, staffing, operating hours, local regulations, and cultural expectations all shape how customers perceive support.
As fintechs expand internationally, scaling customer service takes more than adding automation or hiring additional agents. It also requires understanding where customers experience friction and investing accordingly.
Before making another major investment in either AI or human support, organizations should evaluate the fundamentals. That starts with measuring the right things, including:
- Response times by market
- Cost per support ticket
- First-contact resolution rates
- Customer satisfaction (CSAT) by language and support channel
Those insights often reveal where the real bottlenecks exist. One market may need additional native-language support, while another may benefit from better AI routing or stronger knowledge management. Rather than applying the same support model everywhere, fintechs can make targeted investments that have the greatest impact on customer satisfaction.
Customer Experience Remains a Competitive Advantage
The conversation shouldn't be framed as AI versus humans. The strongest customer experiences come from knowing where each adds the most value.
AI excels at handling repetitive tasks, accelerating workflows, and giving support teams faster access to the information they need. Human agents, meanwhile, are at their best when situations require expertise, judgment, and trust.
For fintech companies competing across multiple markets and languages, finding that balance is becoming a meaningful competitive advantage. Technology can improve efficiency, but trust remains the currency of financial services. The organizations that use AI to strengthen human support—not replace it—will be the ones that build stronger customer relationships, higher retention, and lasting loyalty.
